The details that decide whether it feels good

  • Latency. A voice agent that pauses too long before replying reads as broken, however good the answer.
  • Interruption handling. Real people talk over each other; the agent must cope gracefully.
  • Disclosure. Say it's an AI assistant. Callers forgive an assistant far more than they forgive being misled.
  • One-step human handoff, with the conversation context carried across so the caller doesn't repeat themselves.
  • Accents and names. Test with real customer recordings, not clean studio audio.

  • Customer sentiment on AI-handled calls versus human-handled ones.

A high containment rate paired with falling sentiment is a failure, not a win. Track both or you'll optimise the wrong number.
